¿Acepta usted ser un cliente fiel? Sí, Acepto! 5 principios para la fidelización

Seamos sinceros, actualmente la idea de que un cliente sea 100% fiel a una marca es más un sueño que una realidad, ¿Por qué?  Pues sencillamente porque hoy en día tenemos cientos de opciones, en los cuales influyen muchos factores como precio, calidad, moda, proximidad, etc. Comprar un producto hoy no es como hace unos años donde solo había un solo vendedor del producto, ahora si no nos gustan los que nos venden en la esquina lo podemos conseguir en la otra esquina pero del mundo.. (Lo sé bendito sea el internet). Pero así como nos representa una ventaja personal y laboral el contar con tantas opciones,  también significa que tenemos mucho más trabajo que hacer para conservar a nuestros clientes.
Actualmente creo que de cualquier producto o servicio que ustedes imagen hay por lo menos 4 o 5 marcas que manejan el mismo, por lo que no nos podemos quedar dormidos en nuestros laureles ni preocuparnos solo por abrir nuevos mercados y compradores. Una frase muy trillada que sin exagerar leí como unas 20 veces mientras investigaba un  poco más del tema en cuestión es la de que “cuesta más caro invertir en conseguir más clientes que conservar  y asegurar a los que ya tenemos” y  por trillada que sea es tan real que duele.
La respuesta es sencilla:  “Volverlos a enamorar día con día”, sé que quizás es uno de los comentarios más románticos que diré, pero es cierto… si lo comparamos con el romance, la fidelidad de nuestro cliente se basará en el interés y cuidado que le tengamos, hay que apapacharlo sin sofocarlo y hacerle saber que siempre estaremos ahí para él. Y si por alguna razón un  día decide ver hacia otro lado e intentarlo con otro producto y /o servicio, vuelva de rodillas por lo mucho que nos extrañó y sepa que como nuestra empresa no hay comparación.
Y como lograremos enamorarlo? 4 Principios para fidelizar a tu cliente
1.- Para a amar debes de conocer lo que amas. 
Cuando lo quieren? Cómo?  Porque lo quieren? Realmente lo que quieren es lo que necesitan?. Creo que siempre hago hincapié en el punto de la segmentación y conocimiento del target… pero realmente he visto varios proyectos sin ton ni son, solo quieren sacar promociones y regalar cosas y después de que hayan regalado muchas y puesto mil descuentos, el resto del año sus ventas son bajas o  los catalogan como malos por necesitar tanto descuento y sus ventas son casi nulas y el prestigio quedó por los suelos… estas campañas fallidas se deben a eso, NO CONOCEN A SUS CLIENTES.
Para comenzar a planear campañas de fidelización (también llamados programas de lealtad) no es necesario que seamos una gran empresa tras nacional. Ni siquiera es necesario un súper presupuesto de merchandising y publicidad.  Solo debemos encontrar la manera más hábil y sensata de llegar al corazón de nuestros clientes a veces eso significa darle un status especial, otras veces en planear la forma de darle alguna recompensa por los años o montos de compra, invitarlo a eventos especiales, hacerlo sentir importante dejando que debido a su lealtad y compromiso, sean de las primeras o las únicas personas en poder adquirir cierta edición limitada, evitarle tener que hacer filas, designar a alguna persona en especial para que le den un trato de reyes en el momento de realizar las transacciones, hacerlo participe de tus resultados agradeciéndole por ser parte vital de esos logros.
2.-En las buenas y en las malas. En lo personal aplaudo y animo a aquellos empresarios que han sabido entender que un cliente entre mejor se le trate y se le dé un correcto seguimiento  seguirá contigo,  que no son  solo un billete más en la cartera, si no que al final de cuentas son personas buscando también sacar el mejor provecho posible y de ser posible una relación duradera. De verdad me encantan esos emprendedores que saben darle ese calor de empresa familiar donde conocen de pies a cabeza a sus clientes y los miman como si fueran parte de la familia, les hablan en el mismo idioma y hacerlos sentir parte importante de su compañia o marca, (sin importar que se trate de una empresa trasnacional o  de la tienda del barrio). Si logras hacer eso con cada cliente que tengas,  cuando ocurran situaciones desagradables fuera de tu control  (sin duda eso te puedo asegurar, en algún momento le fallaremos a nuestro cliente aunque no lo queramos) como por ejemplo, una entrega tardía, se nos acabó el producto que vino específicamente a buscar,  que la mercancía no venía en óptimas condiciones, alguna mala respuesta de alguno de nuestros empleados, aumento de precios, etc.  Un cliente fidelizado te avisará de lo que le está molestando buscando una respuesta a una “actitud o situación” que  sabe que no es normal de tu producto o servicio, tratara de hablarlo para corregirlo  o  encontrar una civilizada resolución del conflicto, estoy segura que aunque la falla haya sido grave se la pensará más de dos veces antes de dejarte, porque sabe que en ti tendrá el apoyo o que le gusta tanto tu producto o servicio que no se animará a tomar medidas drásticas. De lo contrario, no se quejará contigo pero puede que si con varias personas más desprestigiándote o sencillamente no lo volverás a ver o lo más común… la combinación de estas dos.
(Ojo también hay que identificar a los oportunistas que solo buscan sacar provecho de la relación interempresarial y apartarlos, porque una manzana podrida puede envenenar  a las otras).
3.-Te amaré lo suficiente como para  no caer en la monotonía.
Seamos sinceros, cuando uno se siente “demasiado cómodo” con una relación y no busca su constante crecimiento, entonces se pierde “la magia” . Carlos Asín, director comercial de The Brand Experience, agencia de marketing y publicidad, nos dice  que “Hay que reactivar a los menos activos y trata de recuperar a los ex clientes” No hay que permitir que los buenos clientes se duerman. También menciona que “las experiencias marcan, calan y graban el mensaje en la mente del público. Hay que incidir en lanzar mensajes breves y claros, primero a los clientes pero también a los consumidores. Esto impacta en el público y llama a la puerta de nuevos clientes”. Y siempre habrá más de una  forma para solucionar los problemas. No hay nada mejor para reavivar el fuego que  reencender esa llama con una que otra sorpresa cuando menos se lo esperen!.
4.- Sin adornos te ves más bonito.
Otra de las cosas que me he fijado en muchas campañas de fidelización es que a la hora de “emocionar” al cliente, lo hacen de forma engañosa. Pero eso es justo lo contrario de la finalidad de un programa de fidelización, porque el cliente genera expectativas mentales altas y cuando se presenta la realidad queda decepcionada y se siente traicionada por la marca. Lo cual puede ser una ruptura muy dramática y nada buena para nuestra imagen.   Un ejemplo que he visto mucho es en el famoso “Circulo Azul” de Telcel, es un programa de fidelización donde  dependiendo de el tiempo  que llevas en tu contrato y el plan que tengas te dan ciertos puntos los cuales podrás canjearlos como “descuento” por algún celular a la hora de renovar, pero  en lo personal me he topado con muchos clientes insatisfechos porque realmente no tienen claro el valor equivalente de los puntos (realmente ni siquiera los empleados saben darte una respuesta a ciencia cierta de cuantos puntos al mes se les otorga o a que son equiparables, ya que cada marca de celulares le designa cierto valor a los puntos dependiendo del modelo), por lo que una persona que lleva años sin canjear los puntos  y tiene un plan alto, cuando decide renovar su plan y utilizaros, se hace una gran expectativa de que ya tiene suficientes puntos  como para adquirir el más novedoso y recién salido del horno celular de última tecnología ,sin la necesidad de desembolsar un centavo, y bueno los que les haya pasado en alguna ocasión sabrán que eso está muy lejos de la realidad, tal vez el monto si disminuya pero jamás saldrá gratuito el más nuevo y recién estrenado celular. De quien es la culpa? Del cliente por generarse expectativas  o de la empresa por no aclarar desde un principio el cómo  y porqué de los puntos otorgados?

También  otra trampa muy común es el anunciar los premios de fidelización como algo nuevo, exclusivo, inapreciable o inaudito siendo que son productos de temporadas pasadas o de línea común sin mucho valor real.  O en la publicidad sale de cierta manera por ejemplo el helado gratis que te llevaras cuando canjees  5 compras realizadas, o el obsequio que te regalarán cuando llegues a cierta cantidad y resulta que es la cosa más corriente y espantosa del mundo. Como estos hay mil ejemplos más, que lejos de dejarle una agradable sensación al cliente de ser recompensados, se sienten  burlados por las compañías.  Creo que siempre hay que ser claros de que se dará, como podrán conseguirlo, a que equivalen las cosas, y considerar un regalo adecuado o de lo contrario mejor no arriesgarse por ese tipo de campañas,  para evitar ese tipo de malentendidos que podrían causarnos la pérdida de una hermosa relación.
5.- Te querré como te quiero hoy, mañana, pasado y dentro de 10 , 15 o 20 años más.

Conquista al cliente sin modificar tus precios

Subir o bajar precios es una solución cortoplacista que afecta el futuro de tu marca, y lo ideal es pensar en mejores opciones para tus consumidores.
El 2014 fue un año complejo para los consumidores.

En algunos casos se debió al incremento de precios que trajeron consigo los impuestos y por lo que los hogares tuvieron que tomar acciones para hacer rendir su gasto. En otros casos, los shoppers debieron tomar dinero de canastos que no estaban sujetos al nuevo gravamen, como el cuidado del hogar y cuidado personal.

Para seguir consumiendo las cantidades a las que estaban acostumbrados de estas categorías, cambiaron algunos de sus productos por marcas más económicas e incluso recurrieron a la compra a granel.

Parecía en este contexto que el precio era clave para poder salir adelante.

Muchos fabricantes iniciaron el año con una inquietud muy válida: qué rol de importancia juega el precio dentro del crecimiento del mercado.

Es decir, si se puede romper esta tendencia de búsqueda de productos económicos y cuál puede ser su repercusión para el mercado. Por esto quiero ponerlos en contexto como inició el 2015 el mercado mexicano.
¿Cómo iniciamos este año?
Los hogares mexicanos empezaron a adquirir productos de un mayor precio. Un caso es la categoría de cuidado personal, que en parte se debe a que algunas actividades que se llevaban a cabo fuera de la casa empezaron a realizarse dentro de la misma, por ejemplo, pintarse el cabello; y por otro lado marcas premium se mostraron con buen desempeño.

En este contexto es válido cuestionarse qué hacer con los precios y esa tendencia casi tácitamente autoimpuesta del mercado, de bajarlos no importando las consecuencias de largo plazo que esto ocasione.

¿Es válido regresar a valorizar los mercados con un manejo de los precios más estratégico?
Qué ha pasado con los precios este año
De un total de 74 categorías que llegan al hogar, un 62% tuvieron un incremento en precio este primer trimestre (puede ser desde la mera inflación hasta ligeros movimientos al integrar marcas más caras al hogar, es decir, cambio de mix en su oferta).

De todas estas categorías encontramos que 31% si lograron crecer en volumen (no mucho pero algo de volumen logran recuperar).

Mientras que el 38% restante, bajaron sus precios, y también, un 30% de estas categorías, lograron incrementar algo de volumen.

Se podría esperar que, en este último caso, todas las categorías crezcan en volumen por una reducción de precios, algo que no sucede.

Seguramente es muy importante el nivel de incrementos o de bajadas de precio de las categorías, pero parece ser que, hoy no se está reflejando un impacto tan directo en el consumo por estos movimientos de precio.

Obviamente en todo este análisis las promociones siguen jugando un papel muy importante. Desde el 2009 hasta ahora, éstas siguen siendo cada vez más importantes para los shopper mexicanos, pero los mercados, en este mismo periodo, casi permanecen estables en volumen.

Por sentido común podríamos decir que a las categorías de consumo masivo les ayuda tener precios más bajos, pero la gran pregunta es: ¿por cuánto tiempo?¿O qué otro camino más duradero se puede seguir?

Uno podría ser un precio accesible, cumpliendo así con una buena ecuación de valor. Definitivamente es clave no estar desvalorizando los productos base de la marca.

También puede ser una opción el desarrollar tamaños y empaques apropiados pensando en misiones de compra diferentes y desembolsos menores.

Pero desde mi punto de vista no todo es precio, de hecho este camino está estrechamente relacionado con los canales específicos.

Otra opción está directamente relacionada con la innovación. Una innovación de valor puede volver a darle valor a la marca en el mercado, y en este contexto económico sigue siendo una poción valida.

En definitiva, el mercado debe recuperar valor y con la vía de sólo bajar precios esto no se conseguirá. Este camino es absolutamente cortoplacista y afecta el futuro de las compañías y sus marcas.

By common sense we could say that the categories of consumer helps to have lower prices, but the big question is: for how long, or what other more lasting way you can follow?

One could be an affordable price, thereby fulfilling a good value equation. Key definitely not be devaluing the basis of the mark.

It can also be an option to develop appropriate packaging sizes and different missions thinking about buying and lower disbursements.

But from my point of view everything is priceless, in fact this road is closely related to specific channels.

Another option is directly related to innovation. A value innovation can return to give value to the brand in the market, and in this economic context remains a potion valid.

In short, the market should recover value and the only way of lower prices this will not be achieved. This road is absolutely short-term and affect the future of the companies and their brands.

¿Conoces el ciclo de vida del cliente?

Al igual que el clásico ciclo de la vida que nos enseñan desde la primaria, nuestros clientes cuentan con un ciclo de vida propio, el cual no todos conocen plenamente.

Y como decía el maestro Kotler, no hay que centrarse en el ciclo de vida de los productos, hay que centrarse en el ciclo de vida del mercado y partiendo de esta premisa te pregunto ¿Conoces el ciclo de vida del cliente?
Ahora bien, como ya debes saberlo el marketing en sus inicios basaba todo su ser en el producto y había que posicionarlo o venderlo a como diera lugar, ¿Y el cliente?… bien gracias.

Después de la revolución industrial surge el famoso Marketing 2.0, donde por primera vez empezamos a tomar en cuenta al cliente, a preocuparnos por lo que piensa, prefiere, siente o simplemente aprender a escucharlo. Como consecuencia de esto, se deja de producir por producir, y la manufactura comienza a ser guiada por los gustos y tendencias de los consumidores, de ahí la importancia de tener presente el ciclo de vida del cliente.
Muchos autores plantean diferentes pasos del ciclo de vida del cliente (unos con más y otros con menos), sin embargo al final todos tienen grandes coincidencias.

A continuación enlistaré de la manera más sencilla posible las coincidencias que he hallado entre los diversos autores.
1.- Selección del cliente (Segmentar / prospectar)

Un primer y muy importante paso, es no intentar tener clientes por el simple gusto de querer tener muchos ¡Gran Error!, lo correcto es analizar y determinar a quien queremos venderle nuestros productos o servicios, quien tiene las necesidades, los deseos y la demandará los que ofrecemos. Conociendo plenamente a nuestro cliente podremos saber que y como ofertar, no hacerlo así sería un suicidio para cualquier estrategia.
2.- Alcance

Sabiendo ya quien es nuestro cliente, lo que debemos procurar es que se enteren de quienes somos, que hacemos, que producimos; y esto solo se logra haciendo uso de los medios de difusión y promoción; en pocas palabras debemos hacer saber al mundo (o al menos a nuestros clientes potenciales) que existimos. Aunque a la fecha todavía hay quien considera a la publicidad como un gasto, sin embargo hoy por hoy es un elemento primordial, más aún si se toma en cuenta que la competencia peleará sin dudar por tener una parte del mercado.
3.- Adquisición

Ok,  nuestro cliente ya sabe que existimos, ahora viene “lo bueno”… ¿Cómo hacer que se decida por nosotros?, y es aquí cuando un elemento clave denominado “Promesa única de venta”, nos hará inconfundibles (o al menos esa es la intención)a fin de sobresalir entre decenas o cientos de proveedores similares. Si no contamos con este diferenciador clave, muy difícilmente estaremos dentro de las opciones de compra por parte del cliente potencial.
4.- Retención

Suponiendo que hemos hecho todo bien hasta ahora, el siguiente paso es mantener al cliente feliz con nosotros, al igual que con las plantas debemos de tener un cuidado constante del cliente, “regarlo, podarlo y abonarlo”. Recordando que al día de hoy un cliente que no se siente apreciado y/o consentido puede el más infiel de los infieles y se fijará en el primer prospecto (proveedor) que le pase por enfrente.
5.- Fidelización

Este punto aunque muy difícil de lograr no es imposible, aquí es cuando nuestro producto o servicio se debe de volver básico para el cliente, es cuando comienza una etapa de enamoramiento (casi casi un “pégame pero no me dejes”). Esta etapa por lo general se alcanza apelando a los sentimientos del consumidor, consiguiendo que el cliente se sienta querido, apapachado y a veces hasta malcriado de tanta atención. Es precisamente en este paso donde surgen las denominadas “Lovemarks” cuando más allá un producto existe ya un lazo afectivo.
6.-Recomendación (word of mouth)

Una vez logrados los objetivos 4 y 5, debemos asegurarnos de que nuestros clientes son los más felices y por ende no dudarán en recomendarnos; consiguiendo esto podríamos afirmar que ya estamos del otro lado, ¿Por qué? pues porque nuevos clientes empezarán a llegar por si solos, gracias a la buena fama que nuestros consumidores actuales nos estarán creando a través de sus comentarios, pláticas y referencias… ¿Tarea difícil? desde luego, pero vale la pena ¿no lo crees?

Antes de cerrar esta entrega, no está de más mencionar que cursando pleno año 2015 en México y en casi toda Latinoamérica siguen existiendo muchos empresarios (particularmente PyMEs) que viven en las épocas del Marketing 1.0, donde las cosas se producen y se venden con el único argumento de que “así lo quiere el jefe”… sin embargo es tarea de nosotros los mercadólogos hacerles ver que “El cliente compra por sus propias razones, no por las razones de nuestra empresa” y que al final quien tiene el sartén por el mango es el consumidor.

1. Select the client (Segment / prospect)

A first and very important step, is not to try to have customers for the simple pleasure of wanting to have many Big Mistake !, right thing is to analyze and determine who we sell our products or services, who has needs, desires and demand which we offer. Fully knowing our customers we can know what and how to bid, Failure to do so would be suicidal for any strategy.
2. Scope

Already knowing who our client, we must ensure is that they know who we are, what we do, we produce; and this is only achieved by using media and advocacy; In short we must let the world (or at least our potential customers) that we exist. Although to date there are still those who consider advertising as an expense, but today is a key element, especially if one takes into account that competition will fight without hesitation for having a part of the market.
3. Acquisition

Ok, our customers know that we exist, now comes "good" ... How do you decide on us ?, and this is where a key element called "unique selling Promise", will make us unmistakable (or at least that is the intention) to stand out among dozens or hundreds of similar providers. If you do not have this key differentiator, we are hardly in stock options by the potential customer.
4. Retention

Assuming that we have done everything right so far, the next step is to keep the customer happy with us, as with the plants we must have a constant customer care, "water it, prune it and pay it." Recalling that today a customer who feels unappreciated and / or consent can the infidel infidels and set at the first prospectus (supplier) that will pass by in front.
5. Loyalty

This point very difficult to achieve but not impossible, this is where our product or service must be returned to the customer base, is when an infatuation stage begins (almost almost a "hit me but do not let me"). This stage is usually reached by appealing to feelings of consumers, making the customer feel wanted, apapachado and sometimes spoiled by so much attention. It is in this step where the so-called "Lovemarks" arise when a product exists beyond and an emotional tie.
6. Recommendation (word of mouth)

Once achieved the objectives 4 and 5, we must ensure that our customers are happier and therefore not hesitate to advise us; getting this we could say that we are on the other side, why? Because new customers begin arriving on their own, thanks to the good reputation that our current customers we are creating through their comments, discussions and references ... Difficult task? of course, but worth do not you think?

Before closing this issue, it is worth mentioning that studying full year 2015 in Mexico and most of Latin America are still many entrepreneurs (particularly SMEs) living in times of Marketing 1.0, where things are produced and sold with the only argument that "if it please the boss" ... however it is up to us marketers to show them that "The customer buys for his own reasons, not for reasons of our company" and ultimately who has the pan by Mango is the consumer.
